MSP OPERATIONS / BUYER RESEARCH
After-hours support without a handoff gap
Define overnight, weekend and holiday responsibilities, then test escalation and the return to your daytime team.
Choose the coverage pattern
| Pattern | Operational boundary | Question to settle |
|---|---|---|
| Overnight | From your shift end to the next shift start. | Which named timezone and daylight-saving rule apply? |
| Weekend and holidays | Non-working days for your client and your team. | Whose holiday calendar is used? |
| Follow-the-sun | Work moves between regional shifts. | Where is the staffed delivery team and who owns the handoff? |
| Overflow | A queue threshold activates extra support. | Who decides when overflow starts and ends? |
Build the handoff record
| Moment | Required record | Acceptance test |
|---|---|---|
| Before shift end | Open incidents, severity, owner and next action. | The receiving technician acknowledges each critical item. |
| During the shift | Work performed, access used and client updates. | An exception reaches the on-call owner through a tested channel. |
| Next shift | Unresolved work, deadlines and evidence. | The daytime owner accepts responsibility before the provider closes handoff. |
Coverage is not resolution
A 24x7 statement does not establish the response timer, permitted remediation or resolution commitment. Match the service window to severity, escalation authority, language and approval requirements.
Access, integration and SLA controls
- Verify PSA/RMM workflow direction, client mapping, privileges, retries and support ownership. A named tool is not proof of a tested integration.
- Request current security evidence with scope, staff locations, subprocessors, incident notification and credential-revocation procedures.
- Separate acknowledgement, work start, mitigation, restoration and resolution. Record clock start, pauses, exclusions and remedies.
Evaluate the SLA and test the integration workflow before accepting a proposal.
Build a requirements checklist
- Record approximate users, endpoints, ticket categories and current PSA/RMM.
- Define required hours, timezone, holidays, supported languages and client-contact rules.
- Assign severity, escalation ownership, data access and approval boundaries.
- Set the pilot acceptance tests, reporting cadence and exit requirements.
Use the complete RFP template or review the vendor checklist. Keep credentials and confidential client or ticket data out of planning documents.
